A technician is working on an incident when another customer calls. The new request needs attention, but somebody first has to understand what happened, who is affected and how to contact them.
AYWA can handle that initial conversation and use configured Atera actions to prepare the request. Your technician receives an issue with context, rather than a phone number and an unexplained message.
Atera is one way to connect phone intake to support
AYWA combines incoming calls, knowledge and more than 35 connectors. Atera is an example for an IT support team already using it. Other support connectors include tools such as Zendesk, Freshdesk, Intercom and Jira.
The actions available differ by connector and authorised account. Configure the operations your workflow needs: consult relevant information, record a request or add follow-up using the supported actions. AYWA can use configured connector actions during the call as well as in a defined follow-up.
Collect what helps the technician start
A caller may begin with “it does not work”. The agent can ask what they were trying to do, what happened and when the problem started. Those details make the request more useful without requiring the caller to describe the whole technical environment.
Who is requesting help and how can support reach them?
Which service, device or task is affected?
What does the caller observe, including any stated error?
When did it start, and who else appears to be affected?
What business activity is blocked?
Use your support process to decide which questions are required. The agent should retain what the caller reports and identify what remains unknown.
An example: a VPN login problem
Illustrative scenario. A caller cannot sign in to the VPN. They report an authentication error, say it started that morning and mention that a colleague has the same problem.
A useful request contains those observations, the affected task and contact details. It does not turn the reported symptoms into a confirmed root cause. The technician can investigate with a clearer starting point.
If the ticket action requires an email or another requester identifier, the agent must collect or correctly match it. Required fields should come from the actual connector configuration, rather than being guessed.
Confirm a ticket from the operation’s result
Creating a ticket is a tool operation. Give the agent the authorised action and the fields needed to run it. Check the returned result and then open Atera to verify the request.
A successful creation can provide the basis for telling the caller the request has been recorded. If the action fails or required information is missing, the journey needs an alternative, such as collecting a message for the team.
Ticket creation and response-time commitments are separate decisions. Only give the agent service levels and escalation rules your team actually follows.
Add knowledge and human escalation where they help
Your knowledge can help the agent answer a common question or guide the caller through an approved first step. Define which explanations are allowed and when the issue should move to a technician.
Plan the human handoff for urgent cases, out-of-scope requests or a caller who needs direct help. Authorised destinations and fallback rules make the next step clear.
You can build this mission through the AYWA studio: describe the support role, refine the questions, add knowledge and connect the relevant actions. The same platform also supports qualification, booking and surveys when your business needs them.
Evaluate the request your team receives
Try a common issue, an unclear report and a ticket action that cannot complete. Check both the conversation and the record: description, requester, useful context and any missing information.
Ask a technician whether they can start from that request without collecting the same initial details again. Keep this as a defined review question, rather than assuming time savings. A first support pilot gives you examples to improve.
Read more about connected actions during calls if your mission needs to consult or update a tool while the customer is speaking.
Frequently asked questions
Does AYWA only connect to Atera for support?
No. Atera illustrates a workflow. Choose the support connector and available actions that match your organisation.
Does the agent diagnose every incident?
The mission can collect symptoms and use approved knowledge. Technical diagnosis and resolution depend on your process and should be assigned explicitly.
